The short answer
To answer your online store’s customer emails with AI, first sort requests into six groups (where is my order, return, exchange, damaged item, pre-sale question, invoice), write one accurate reply template for each, then let AI draft replies you review. Your replies must match the law: under the FTC’s Mail Order Rule, if you cannot ship on time you must tell the customer and offer to cancel.
We make Extra, an AI agent platform, so this article is written by an interested party. Facts about other tools and about the law come from the sources listed at the bottom, as of the date shown.
What emails does an online store receive?
A small online store mostly receives six kinds of customer emails, and they are almost always the same questions. Spotting them is the first step to answering fast and well, with or without AI.
| Request | What the customer wants | What you need to answer | AI alone? |
|---|---|---|---|
| Where is my order? | A date and a tracking link | Order number, status, carrier | Yes, if the data is reliable |
| Return or refund | How to send it back and when the money arrives | Your return policy, the delivery date | Draft, then review |
| Exchange (size, color) | The right product, fast | Available stock | Draft, then review |
| Damaged or defective item | A fix and an apology | Photos, order date, warranty | No: a human decision |
| Pre-sale question | A precise answer (size, material, shipping time) | A complete product page | Yes, if the page is accurate |
| Invoice, address change, cancellation | A document or a change | Access to the order | Draft, then review |
For a jewelry maker selling online, “where is my order?” can make up a large share of messages during the holidays. It is also the easiest request to hand to AI, as long as the tracking number is in the order confirmation email.
What do US rules say about shipping and refunds?
Your replies must match the rules, and a badly instructed AI can state wrong things with great confidence. The FTC’s Mail, Internet, or Telephone Order Merchandise Rule is the one to give it:
- Shipping time: if you state a shipping time, you need a reasonable basis for it. If you state none, you must expect to ship within 30 days of a completed order.
- Delays: if you cannot ship on time, you must tell the customer before the deadline, give a new date, and offer the choice to cancel for a full refund.
- Silence: if the new date is 30 days or less past the original, the customer’s silence counts as accepting the delay; beyond that, silence means the order is canceled.
- Refund timing: within 7 working days for cash, check or third-party credit card payments.
- No store credit instead: vouchers or store credit cannot replace a refund the rule requires.
Returns of items that shipped are a matter of your own return policy and state law, so write your policy down and give it to the AI word for word.
Never let an AI promise “a refund within 48 hours” or refuse a return without checking. A written reply commits your store.
How do you answer with AI, step by step?
- Write your rules once: real shipping times, carriers, return policy, when you cover return shipping.
- Draft six reply templates, one per request type, accurate and in your voice.
- Give the AI incoming emails and your templates, with the instruction never to invent a date or a tracking number.
- Review and send every reply for the first few weeks.
- Allow sending without review for one simple type (order tracking, for example) once the drafts are consistently right.
- Keep sensitive cases for yourself: damaged items, angry customers, disputes.
Which reply templates should you use?
Where is my order?
Hi Emily, your order #1042 shipped Tuesday with USPS. You can track it here: [link]. It should arrive Thursday or Friday. If it’s not there by Saturday, just reply and I’ll look into it. Have a great day, Grace.
Return
Hi Mark, no problem with the return. Send the item back in its packaging to the address below within 30 days. As soon as it arrives, I’ll refund the card you used. Grace.
Damaged item
Hi Sophie, I’m so sorry the necklace arrived damaged. Could you send me a photo? Then you can choose a replacement or a refund, and you won’t need to send it back if the damage is visible. Grace.
Is a support email a marketing email?
No. A reply to a customer’s question, an order confirmation or a shipping notice is a transactional message, and the FTC’s CAN-SPAM guide exempts it from most of the rules that apply to marketing email, as long as selling is not its main purpose. The moment your reply turns into a promotion (“and here’s 20% off our new collection”), it can become a commercial message, with an opt-out and a postal address required.
Deliverability still matters. Gmail asks every sender to authenticate their domain with SPF or DKIM and to keep spam complaints under 0.3%. Send support replies from your store’s own domain, not a free address, so they land in the inbox.
What AI does well, and what it misses
AI is good at sorting, drafting and keeping a consistent tone: it answers at 7 a.m. or 11 p.m. with the same politeness, and it does not get annoyed by the tenth “where is my package.” It misses what it does not know: a carrier delay you never mentioned, a sold-out item still shown in stock, an exception you make for a loyal customer. And left alone, it can invent a plausible date. Hence the rule: accurate templates, and review until trust is earned.
How does Extra help with customer emails?
At Extra (hello-extra.com), the AI agent platform for small businesses, this is the job of Pam, the executive assistant. Pam reads your Gmail inbox, sorts messages, drafts replies following your rules and can send them. You choose what she may send without asking: order tracking, for example, but not refunds. The setting is explained in our post on AI agents that ask before they send.
What she does not do yet: connect directly to your store (Shopify, for example) to read stock or orders. She works from what arrives in your inbox, such as order confirmations. If you get hundreds of messages a day, a dedicated customer service tool connected to your store is a better fit. For the rest of your inbox, see the AI executive assistant for your inbox and calendar.
Frequently asked questions
How fast should I answer a customer email?
Within one business day, and as fast as possible for pre-sale questions: a hesitant customer buys elsewhere if they wait. A quick, accurate reply beats a perfect one tomorrow.
Should I tell customers a reply was written by AI?
If you review and sign the reply, it is your reply. If an assistant converses with customers on its own, say so: it is honest, and customers trust a store more when it is upfront. One line at the bottom of the email is enough.
What about an angry customer?
Do not let AI answer alone. Reply yourself, calmly, sticking to the facts (order date, shipping time, the fix you offer). A written reply may be shown to others later; it should be beyond reproach.
Can AI answer in other languages?
Yes, it is one of its strengths: it replies in the customer’s language using the same policy. Keep your English templates as the reference, and review the first replies in another language before letting them go out on their own.

- FTC rule: ship when you said (or within 30 days), notify delays, refund within 7 working days on cancellation.
- Review at first; allow direct sending one request type at a time.
- Keep damaged items, disputes and exceptions for yourself.
